Abstract
Purpose
Once introduced and conceptualized as a factor that causes erosion and decay of social institutions and subsequent deinstitutionalization, the notion of entropy is at odds with predictions of institutional isomorphism and seems to directly contradict the tendency toward ever-increasing institutionalization. The purpose of this paper is to offer a resolution of this theoretical inconsistency by revisiting the meaning of entropy and reconceptualizing institutionalization from an information-theoretic point of view.
Design/methodology/approach
It is a theoretical paper that offers an information perspective on institutionalization.
Findings
A mistaken understanding of the nature and role of entropy in the institutional theory is caused by conceptualizing it as a force that counteracts institutional tendencies and acts in opposite direction. Once institutionalization and homogeneity are seen as a product of natural tendencies in the organizational field, the role of entropy becomes clear. Entropy manifests itself at the level of information processing and corresponds with increasing uncertainty and the decrease of the value of information. Institutionalization thus can be seen as a special case of an increase in entropy and a decrease of knowledge. Institutionalization is a state of maximum entropy.
Originality/value
It is explained why institutionalization and institutional persistence are what to be expected in the long run and why information entropy contributes to this tendency. Contrary to the tenets of the institutional work perspective, no intentional efforts of individuals and collective actors are needed to maintain institutions. In this respect, the paper contributes to the view of institutional theory as a theory of self-organization.

Abstract
Purpose
This study investigates the dual roles of emotion and cognition in shaping customer experiences within the hospitality sector, examining their distinct impacts on the formation of customer loyalty.
Design/methodology/approach
Employing a sequential exploratory mixed-method design, this research integrates qualitative interviews with eighteen hospitality managers and a quantitative survey involving 595 customers to develop and validate a new instrument measuring affective and cognitive experiential states for general hospitality consumers.
Findings
The study's results reveal that emotional experiences strongly correlate with affective loyalty, while cognitive experiences significantly influence cognitive loyalty. The study contributes to the existing literature by introducing a robust instrument that effectively captures the experiential dimensions, offering insights into customer loyalty formation.
Research limitations/implications
The reliance on retrospective self-reporting in the quantitative phase may introduce recall bias, potentially limiting the precision of the findings. Future research should seek to mitigate this by employing real-time data capture methods.
Practical implications
The newly developed measurement tool presents a practical solution for industry professionals aiming to enhance customer experience management by focusing on both affective and cognitive aspects, thus facilitating targeted strategies to cultivate customer loyalty. The implications for service design suggest that both emotional and cognitive elements must be considered to optimize customer experiences and drive loyalty.
Originality/value
This work advances the theoretical understanding of customer experience by distinguishing between its affective and cognitive dimensions and their respective contributions to loyalty. It offers a validated empirical tool, setting a foundation for future investigations.

Abstract
Purpose
This paper aims to examine project management segments based on customer satisfaction drivers and loyalty rather than traditional demographic or behavioural variables.
Design/methodology/approach
Data were gathered over 18 consecutive months, and 3,129 surveys were completed using a questionnaire. The statistical methods included partial least squares (PLS) structural equation modelling, finite mixture segmentation, prediction-oriented segmentation (PLS-POS) and multi-group analysis (PLS-MGA).
Findings
The findings indicate the existence of three segments among system delivery project customers based on the differences in the strengths of the path coefficients in the customer-centric structural model. In Segment 1, satisfaction based on the proposal was crucial for loyalty, with the value-for-money construct negatively impacting the repurchase intent construct. Segment 2 had a solid value-for-money orientation. In Segment 3, the critical path indicated that satisfaction drove repurchase intention, with satisfaction based mainly on the installation.
Originality/value
The research contributes to the segmentation theory by introducing a new way to segment the systems delivery projects customers based on the perceived strength of the relationships in a customer-centric structural model, which aligns with traditional segmentation theory in a way that most segmentation analyses do not. A new segmentation approach to the domain of project management theory is presented. Based on the results, treating the system delivery project customer base as a single homogenous group can lead to managerially misleading conclusions.

Purpose
The purpose of this paper is to provide an overview of what (service) experience is and examine it using three distinct perspectives: customer experience (CX), employee experience (EX) and human experience (HX).
Design/methodology/approach
The present conceptualization blends the marketing and organizational behavior/human resources management (OB/HRM) disciplines to clarify and reflect over the meaning of (service) experience. The marketing discipline illuminates the concept of CX, whereas the OB/HRM discipline illuminates the concept of EX. The concept of HX, which transcends CX and EX, is examined in light of its recent development in service research. For each of the three concepts, key themes are identified, and future research directions are proposed.
Findings
Because the goal that individuals seek to achieve depends on the role they are enacting, each of the three perspectives on experience (CX, EX and HX) should have a different focal point. CX requires to focus on the process of solving customer goals. EX necessitates to think in terms of organizational context and job content that support employees. Finally, the focus of HX should be on well-being via enhanced gratification, and reduced violation, of basic human needs.
Originality/value
This paper offers an interdisciplinary perspective on (service) experience and simultaneously addresses CX, EX and HX in order to reconcile the different perspectives on experience in service research.

The Vibrant Village Programme (VVP) is a paramount step by the Government of India to develop sustainable communities through border tourism along the Indo-China border. The programme was launched with manifold objectives, e.g. border security (BS), event promotion (EP), infrastructure development (ID), livelihood creation (LC), check on out migration (OM) and local resource conservation (LRC). The programme performance was measured on the bases of six parameters, i.e. EP, LC, OM, LRC, service quality, BS and ID. The data was collected through a survey from participants of the Last Run, on 20th February 2023 at Pangong Tso (4225 Mt), Ladakh, India. The 65-survey data were obtained via a structured questionnaire from domestic tourists (who participated in the Last Run) on 9 parameters. The variance-based structural equation modelling (VB-SEM) was opted to test the hypothetical paths. This research was conducted with four objectives, i.e. (1) to put forward a programme performance measurement framework, (2) to find the mediation effect of word of mouth, among the relationship of Vibrant Village Programme Performance (VVPP) and destination revisit intention, (3) important Performance Metrix Analysis of the Model and (4) socio-economic impacts of the event in the border area. Tourism stakeholders can find important knowledge and can facilitate holistic destination management (especially event performance). The Smart PLS 4 was used in data analysis. The performance measurement of this programme is useable for policymakers, destination planners, researchers and business houses. This research work is a ready-to-implement document type; for tourism policymakers and managers, destination planners and border tourism event managers.

Purpose
The paper provides a step-by-step guide in the guise of a roadmap for service improvement initiatives using importance performance map analysis (IPMA).
Design/methodology/approach
To empirically illustrate how IPMA can be applied to any service industry, three sectors are considered; sports and fitness (study A), hospitality (study B) and higher education (study C). Following the proper selection of measuring instruments and their evaluation using structural equation modeling-partial least squares (Smart-PLS), IPMA is applied to identify those attributes having strong total effects (high importance) over the targeted construct (satisfaction) but which also have low average latent variable scores (low performance).
Findings
For sports and fitness (study A), the physical aspects and programme quality require managerial attention. For the hospitability sector (study B), it is service commitment, interaction quality and internal sense of happiness. Whereas for higher education (study C), it is administrative quality as well as the element of transformative quality, namely the university’s role in adding to its students’ emotional stability, which needs the attention of the top management.
Originality/value
This study provides researchers and practitioners with a roadmap for applying PLS-SEM and IPMA for continuous service quality improvement. The roadmap extends upon Ringle and Sarstedt’s (2016) work. It highlights critical decisions that need to be considered in the pre-analytical stages of the IPMA application, i.e. at the research design phase in selecting the most appropriate service quality measurement model specifications. It not only contributes to the existing body of knowledge by providing empirical evidence to advance theory development in the quality management field but also has implications for the practitioners in any service sector on where to focus their attention for an effective service improvement.

Abstract
Purpose
The paper aims to present the importance of social relationships in cooperation among theaters in the creation of three types of values that characterize arts entrepreneurship (i.e. artistic, economic and social).
Design/methodology/approach
The findings are based on qualitative research with the use of 50 semi-structured interviews conducted with 57 representatives of public and private theaters in the performing arts sector in Poland.
Findings
The research shows how social relationships among cooperating representatives of theaters are used to create three types of values that characterize performing arts entrepreneurship (i.e. artistic, economic and social). The findings reveal that theater representatives take advantage of social relationships and engage in inter-organizational cooperation in introducing various changes in their institutions. Thus, by fostering innovation, risk-taking and searching for new opportunities they adapt to the dynamic environment. The paper shows how the three groups of values of performing arts entrepreneurship are interrelated but also sometimes conflicted with one another.
Research limitations/implications
The research is not representative as it presents the context of the analyzed theaters in Poland.
Originality/value
Entrepreneurship, although a popular subject of research, has been much less frequently analyzed with regard to the creative industries, such as the performing arts. In the field of management, researchers have focused primarily on business organization entrepreneurship, excluding cultural and arts institutions such as theaters. In this context, so-called arts entrepreneurship has not yet been widely recognized. In particular, there is a lack of research showing how social relationships between cooperating partners are used in the creation of three types of values in performing arts entrepreneurship, i.e. artistic, economic and social. The article fills this gap and presents both a scientific as well as an applicative contribution.

Abstract
Purpose
In the reduction of food waste and the provision of food to the hungry, food banks play critical roles. However, as they are generally run by charitable organisations that are chronically short of human and other resources, their inbound logistics efforts commonly experience difficulties in two key areas: 1) how to organise stocks of donated food, and 2) how to assess the donated items quality and fitness for purpose. To address both these problems, the authors aimed to develop a novel artificial intelligence (AI)-based approach to food quality and warehousing management in food banks.
Design/methodology/approach
For diagnosing the quality of donated food items, the authors designed a convolutional neural network (CNN); and to ascertain how best to arrange such items within food banks' available space, reinforcement learning was used.
Findings
Testing of the proposed innovative CNN demonstrated its ability to provide consistent, accurate assessments of the quality of five species of donated fruit. The reinforcement-learning approach, as well as being capable of devising effective storage schemes for donated food, required fewer computational resources that some other approaches that have been proposed.
Research limitations/implications
Viewed through the lens of expectation-confirmation theory, which the authors found useful as a framework for research of this kind, the proposed AI-based inbound-logistics techniques exceeded normal expectations and achieved positive disconfirmation.
Practical implications
As well as enabling machines to learn how inbound logistics are handed by human operators, this pioneering study showed that such machines could achieve excellent performance: i.e., that the consistency provided by AI operations could in future dramatically enhance such logistics' quality, in the specific case of food banks.
Originality/value
This paper’s AI-based inbound-logistics approach differs considerably from others, and was found able to effectively manage both food-quality assessments and food-storage decisions more rapidly than its counterparts.
